She stood on the brakes and they still wouldn't budge. Her 2020 vehicle was not slowing down. Her fright changed to panic.

She stood on the brakes and they still wouldn't budge. Her 2020 SUV was not slowing down. Her fright changed to panic. At forty five miles an hour her only course of action was to run the red light, to dodge traffic and get to the side of the road as soon as possible. When the vehicle finally stopped, narrowly missing another vehicle, her panic turned to anger. Her second brake failure while trying to come to a normal stop had put her in harms way again.

Service manager Jim Faklaris, picked up the ringing phone and heard Kathy's frustrated voice.
"Bill I need to have my van towed in. The brakes didn't hold again and I almost had another accident. I'm up in Andover, NH and I don't trust driving it any longer. Can you have it towed?"

As Kathy talked Jim's mind flooded with visions of past dealership visits and her frustration with his service department's inability to find cause for her complaints.

He had tried to help her understand the technical Anti Lock Braking System (ABS) characteristics of her SUV. He had explained the brake pedal "drop away," pulsating and vibration feeling, and the "noise" of the pump rebuilding brake pressure. But now was determined to make sure that she and other customer's problems did not overly burden his dealership. He was tired of giving discounts on parts and having to admit his dealerships lack of judgment when they couldn't repair their brake problems. Even so, he was sympathetic with Kathy's situation, understood her frustration and went out of his way to help.

As he listened to Kathy vent, one example of his frustration in particular stuck out. A previous zone line restriction had put him in an awkward situation when the zone representative had not correctly judged a repair. To change the hydraulic control unit without the piston would tie up the vehicle beyond two weeks. It would also risk further unit failure not to mention the negative impact on customer satisfaction.

Overall, he agonized over his dealership's inability to continue to create a service environment of mutual trust, respect and integrity when he suspected his customer's vehicle brake repair complaints were driven by ABS problems. "The part was on national back order," had almost become part of his lexicon of customer excuses. Even so, he would continue to offer free rental vehicles and other perks to his customers until the OEM solved this ongoing problem.

While Kathy waited for the tow she recalled her purchase of the vehicle, past repairs and contemplated the next course of action with the Corporation...
